Does your social media team know what to do next?

1. Who takes ownership when an issue moves beyond marketing?

Social teams may spot the problem first, but resolving it can require customer service, compliance, fraud or security colleagues.

Define what triggers a handover and name the role responsible for seeing the issue through. An escalation needs someone who can act, with a clear route back to the team handling the conversation.

2. Who can approve an urgent response outside working hours?

An approval process that works on Tuesday morning may struggle on Saturday evening.

Make sure your team knows who can approve an urgent response, who can step in if they’re unavailable and how to reach them. Test those arrangements outside working hours too. Having someone’s number doesn’t mean they’ll be available when you need them.

3. What happens when a customer shares sensitive information publicly?

Customers may post account details or personal circumstances while asking for help.

Teams need clear instructions for responding without repeating that information, reducing further exposure and directing the customer to an appropriate secure channel. The next step should be easy for the customer to follow.

4. How would you identify and respond to a fake customer-service account?

Monitoring your official channels will not necessarily reveal someone impersonating your brand elsewhere.

Agree who checks for lookalike accounts, captures evidence and coordinates reporting. Decide how customers will be warned and who tracks the case after it has been reported.

5. Do social media insights reach the people who can act on them?

Repeated questions, unresolved complaints and sudden changes in conversation can reveal problems worth investigating.

Agree who needs to know about each type of issue and how quickly. Your reporting should give colleagues enough context to understand the issue and decide what to do next.
